Summary
H. James Harrington, a quality consultant posted a personal story related to Quality in Quality Digest magazine saying what happened to him.
He called to ABC Travel services, searching for a flight reservation then after a while a recorded voice answered, presenting the company and saying that the call will be recorded, then next he was asked if the trip was related to a company business, personal business, or group travel, he pressed 1. Then he got ask if the trip was in USA, International or if he was scheduling a training, he pressed 2 because he was going to Canada.
Then some more minutes later he was instructed to have his costumer identification card available. Minutes later waiting on the phone, a voice come and said all of the international operators were busy, but the first one free would take care of him. Minutes later the same voice came over and said it again, more bad music, and then the voice repeat it again. Then a voice came and said, to speed up the service, enter your 19-digit costumer service number, and the last 4 digits of his social security number; he did it fast to not lose the call. He got an advice that if his call was an emergency, to call 1-800-XX-XXX or push all the buttons.
Then finally someone hang up his call and asked again for his 19-digit number and his Social Security Number. Then he got asked where he was going and when, and replied that he was going to Canada next Monday morning. The operator said: I only handle domestic reservations, our international desk has a new telephone, I will transfer you. Minutes after another recorded voice said that all the operators where busy, and he needed to wait.
Discussion Questions
Summarize the service failures associated with this experience.
This service clearly is not working well, probably working with only few operators. The problem is not only the few operators, but the constantly confusing and wrong

    Modern telephone systems offer a variety of features. Some are essential communication tools; other features that people will likely use on a more discretionary basis. One common and frequently used feature of today’s telephone systems is voice mail. If you can’t take am incoming call, voice mail allows callers to record messages which you can access at your convenience. An auto-attendant feature, useful for businesses, consists of a centralized recorded message to greet callers and direct their calls to the right numbers. You can use a phone systems conference – calling feature to allow a number of people to participate in a call at the same time. Each system allows different numbers of people to participate, and all remain on the call until they hang up. Telephone systems offer various features for managing incoming calls, one useful feature is call transfer, which allows me to transfer calls from my number to another number. Another much used feature is call holding if you are on the phone and receive an incoming call, you can put the first call on hold and attend to the second call. One more feature within the trust is call mute/secrecy, with allows me to mute the call so that the person on the other end of the phone can’t hear what I’m discussing, which helps with confidentiality because they can’t hear client or patient information.…

In the documentary, Loose Change, it talks about how Ong was very calm and no one in the background seemed to be in a panic.     These days no matter where you look there is some type of information technology in your presence.
